Is It Time for Outsourcing Customer Support? Don’t Let Customers Wait On You

What is customer support outsourcing?

Key Takeaway // Quick Answer

Customer support outsourcing lets a business bring in an external team to manage customer enquiries while its in-house staff focuses on other responsibilities. The arrangement can cover a single channel or a wider support operation, depending on the business’s needs. The business sets the policies, approves responses and decides which issues require escalation. This gives smaller teams a way to handle customer demand without recruiting every support role internally.

You started the business because the product or service is something you believe in. Now, you’ve brought into your vision “serving your customers.” Creating meaningful relationships with them.

But these days, how much of your working day goes into answering them instead of running the place? Are you finally convinced you need to outsource customer support?

The 2026 State of Customer Experience in Australia report (Symbos with Swinburne University’s CXI Research Group) discovered a staggering fact:

74 percent of Australians stopped buying from a company after a bad experience in the past year.

This is more than work volume in the heartbeat of your business, which customers remember long after the sale.

This guide covers what it involves, which tasks to hand over, what a local hire costs next to an offshore one, and what the Privacy Act expects from you once someone else is handling your customers’ details.

Where does a business start?

What Does Customer Support Outsourcing Mean?

Customer support outsourcing has to do with passing some or all of your customer contact tasks to an external team that answers enquiries on your behalf. This is done through your own helpdesk, inbox, chat widget or phone line. The team follows your policies and communicates in your brand voice.

You remain the focal point of decisions and SOPs around project knowledge, and the trust earned from your customers is relayed to your brand.

What Are Some Common Customer Support Outsourcing Models?

Australian businesses usually have three ways to arrange outsourced support.

Contact Centre or Call Centre

A contact centre handles enquiries through its pool of agents and charges by seat, hour, or ticket.

  • Per seat: You pay for each agent assigned to handle customer enquiries, usually at a set rate.
  • Per hour: You pay for the time agents spend working on your support tasks.
  • Per ticket: You pay for each customer enquiry or support request handled, such as a question about an order or a refund.

Dedicated Customer Service Agent

With a dedicated setup, an agent or small team works exclusively for your business using your systems and agreed working hours.

Hybrid Customer Support Team

Your staff handles the usual weekday queue. Extra hands cover evenings, weekends or any seasonal rush.

The second and third suit most small businesses, since a few agents who learn your products well answer more accurately than a large pool spread across dozens of clients.

What Do Australian Customers Expect From Customer Support in 2026?

Recent Australian research points in this direction:

  • Symbos and Swinburne (503 consumers, December 2025): access to human representatives recorded the largest year-on-year jump in the whole survey, up eight points from 2024.
  • PwC Australia (December 2025): almost 69 percent of customers would consider switching after a bad experience, and almost 88 percent are more likely to repurchase after good service.
  • Twilio and YouGov (1,031 Australians, August 2025): 84 percent say the ability to move from an AI agent to a human is important, and one in five would stop using a product or switch provider if interactions take longer than expected.
  • Symbos (again): among customers who kept buying after a bad experience, 47 percent did so because they had limited alternatives. 11 percent cited loyalty.

According to the data, response time and customer experience (CX) shape the customer’s lasting impression. And willingness to stick around.

Which Support Tasks Can You Outsource, and Which Stay With Your Team?

Most businesses hand over one thing first, and widen the scope once quality becomes a constant. Here’s how the majority of small to medium businesses in Australia divide the queues:

Task
Hand over?
Why

Email and helpdesk tickets
Yes, usually the first handover
Easy to categorise, review and audit

Live chat on your website
Yes
Fast answers while a buyer is still browsing

Phone support
Yes, with a call script and escalation path
Needs trained voice agents and recorded call review

Order status, shipping and returns
Yes
Follows set policy and uses data already in your ecommerce platform

First line technical troubleshooting
Yes
Agents collect details and resolve known faults, then escalate the rest

Ticket tagging, record updates, help article upkeep
Yes
Frees agent time and keeps your data tidy

Refunds above a set limit
Keep
The approval carries financial risk

Complaints with legal or regulator implications
Keep
Needs someone with authority to bind the business

Pricing exceptions and key account relationships
Keep
Needs commercial judgement

The first shift should be down the line, among the last things to check off. Set refund limits and SOPs for escalation. Agents handle what the document covers and pass the rest up (to in-house or remote customer service supervisors, managers, etc.).

Anything that needs someone’s stamp of authority should be passed on to the ones with that responsibility.

How Do You Know You’re Ready to Outsource Customer Support?

How Do You Know You're Ready to Outsource Customer Support

You’ll know when you do a once-over of your or your team’s calendar.

Routine Replies Reaching Senior People

Founders and managers who answer order queries and password resets each day are spending leadership time on work a trained agent can do.

Losing Customers Outside Local Office Hours

Evening and weekend messages wait until Monday. Launches, too. Sale periods. Volume that brim over your team’s shift. Over the weekend, if it’s the weekend. Or long weekend.

Only One or Two People Have the Answers

When the person who knows the hows and the whats is out of office, responses linger, abandoned in inboxes and queues. Customers are prickly when it comes to delayed comms and inconsistent customer experience.

Customers Are Sending In the Same Questions

The same questions you want to be front and centre on your website or platform. It suggests that your platform or existing support process isn’t giving them the answers.

Sort those out; only then hand over the queue.

Local Customer Support Costs and Coverage in Australia

Glassdoor Australia lists the average customer support representative salary at AUD$65,000 as of June 2026, with reported figures ranging from AUD$56,500 to AUD$75,000.

Let’s not forget that Superannuation at 12% has been in force since 1 July 2025. Another AUD$7,800 to that average, and the total reaches A$72,800. Payroll tax where it applies, leave, recruitment, equipment, helpdesk licences, and the weeks a new hire needs to learn your products aren’t in the count yet.

Do another set of maths if your team does, or will be doing, multiple shifts over different time zones.

How Much is the Salary of Offshore Customer Service Agents?

Offshore hiring changes the wage line because the hire lives in a lower-cost market and the role is priced accordingly.

Direct salary estimate
A$700–A$1,250
Agent’s base salary, based on a published offshore staffing guide

Managed offshore staffing — entry-level

Australian Privacy Act Requirements for Outsourcing

If the Privacy Act covers your business, Australian Privacy Principle 8 applies the moment an overseas team can see customer details. Before disclosing personal information to an overseas recipient, you must take reasonable steps to make sure it handles that information in line with the APPs.

Under section 16C, you remain accountable if the recipient mishandles it. The OAIC’s APP guidelines, updated in October 2025, set this out.

A note on the risk if left unchecked:

The Office of the Australian Information Commissioner received 1,205 data breach notifications in 2025, up 8 percent on 2024 and the highest annual total since the scheme began in 2018. Privacy Commissioner Carly Kind has said outsourcing has been a factor in an increasing number of notifiable data breaches.

The OAIC advises that contracts specify who is responsible when a breach involves more than one party. Terms worth getting in writing:

  • Which customer systems agents can access, with access limited by role and no customer records saved to personal devices
  • How quickly the provider must tell you about a suspected breach
  • Who assesses harm and who notifies affected individuals, bearing in mind the OAIC says the entity with the most direct relationship with those individuals should generally notify
  • Your right to review ticket and call records on request

How Do You Choose a Customer Support Provider?

Compare your shortlist on four points and get each answer in writing.

#1. Reference calls with businesses like yours. A provider supporting a bank says little about its fit with an online homewares store. Speak to two current clients with a similar channel mix and ticket volume.

#2. A dated training plan. Request the schedule: which week covers products, which covers tone of voice, when agents shadow live tickets, and when they take their own.

#3. Quality reviews you can read. Sampled tickets, chats, and calls should be scored against criteria you approve, with results sent to you on a fixed schedule. A report listing only volume leaves half the picture out.

#4. Tool compatibility and exit terms. Agents should work inside your own helpdesk, whether that’s Zendesk or Freshdesk, rather than a system the provider controls. Check the notice period and what you take with you when the contract ends, such as saved replies and knowledge base articles.

What Should the First 90 Days Look Like?

Weeks 1–2: Handover and Training

Your knowledge base, saved replies, and escalation rules go to the team, along with your refund limits and examples of replies you consider good. Specific examples give agents a clearer feel for your brand’s voice before they handle live enquiries.

Weeks 3–6: Supervised Support

Your team reviews a sample of replies each day, correcting tone and policy errors. Those corrections go back into the training material so agents can apply the feedback to future enquiries.

Week 7 Onwards: Measuring Performance

Agents take over the full queue. Track the following four:

  • First response time: the time between a customer sending a message and a person replying to it for the first time.
First contact resolution: enquiries closed or resolved in every exchange (call, email, chat), with no follow-up required.
Customer satisfaction score (CSAT): rating a customer gives after a closed ticket, and not necessarily a resolved one (i.e. a score of 1 to 5).
Oldest open ticket: the age of the enquiry that has gone longest without a resolution.

Set targets using your current figures. Averages from other industries may have little relevance to the volume and complexity of your own support queue.

Weekly Reviews and Monthly Questions

Hold a 30-minute review every week, then request a monthly list of the most common customer questions. If the same questions resurface over and over again, your website or product page may be leaving customers searching for an answer that shouldn’t require getting in touch with support.

FAQs

How much does it cost to outsource customer support in Australia?

The price depends on the model (per seat, per hour or per ticket) and on where the customer service virtual assistant team is based. For reference, Glassdoor Australia puts the average local customer support representative salary at A$65,000 as of June 2026, rising to A$72,800 with 12% superannuation, before other on-costs. Request an all-in monthly figure from every provider, including setup, software, and management fees.

Is it legal for an Australian business to outsource customer service overseas?

Yes. Australian Privacy Principle 8 requires reasonable steps to make sure the overseas team handles personal information in line with the APPs, and you stay accountable for what it does with that information. The OAIC expects an enforceable contract, and role-based access to your systems adds a practical layer of control.

Will my customers know their support is outsourced?

Agents reply from your helpdesk under your brand name, so customers deal with your business. What they notice is how fast and how accurately they get an answer, which is why the training plan carries so much weight. When a customer needs someone with authority, a clear escalation path lets the agent pass them straight to your team.

Can I outsource only after hours or busy periods?

Yes. Providers can offer overflow and after-hours coverage on their own, and a hybrid model keeps your team on weekday hours. A team in the Philippines can cover Australian evenings with a second shift, and the same arrangement can absorb a sale period without a permanent hire.

What is the difference between a customer support agency and a dedicated remote agent?

An agency runs support from a shared pool of agents and manages them for you, under a service level agreement – suitable for high-volume queues. A dedicated remote virtual assistant for customer service works only on your account inside your tools, and you direct the day-to-day work.

Clear Processes and a Strong Team Culture Make for Strong Customer Support

Customer service outsourcing answers this: customer contact has outgrown the people available to handle it. Set boundaries in writing before the provider gets access to your customers’ data, and agree on how often you’ll review their work.
